AI in Customer Support: Faster Answers Without Losing Quality

Topic: Artificial intelligence Level: Beginner 3 min read By the ITPlus724 team

A customer who messages at 9 p.m. and hears nothing until morning, and an agent who answers the same question dozens of times a day, are two sides of the same problem: request volume exceeds the support team’s capacity. Today’s AI tools can take on part of that load. But used without a plan, they can give customers wrong answers in a confident tone and undo trust that took years to build.

What can AI do in support?

Most of these uses are built on large language models (LLMs), the same technology behind chatbots such as ChatGPT, Claude or Gemini. In support they are typically used for:

  • Automatic answers to frequent questions: A chatbot on your website or messaging channel that answers from the company knowledge base.
  • Draft replies for agents: The AI prepares a reply, and the agent reviews and edits it before sending.
  • Ticket classification and prioritization: Detecting the topic, urgency and responsible team for each request.
  • Summarization: Summarizing a long email thread or a recorded call so the next agent does not have to read everything from the start.
  • Searching internal documentation: Quickly finding solutions in guides and past tickets.

Benefits

  • Faster first response, even outside office hours.
  • More agent time for complex problems.
  • More consistent tone and content across replies.
  • Better visibility for managers into recurring issues, showing where a product or service needs fixing.

Drawbacks and risks

Language models sometimes produce answers that sound right but are not true, for example quoting a price, warranty term or delivery time that never existed. The customer takes that sentence as a company commitment. Other risks are serious too:

  • Privacy: Tickets usually contain names, phone numbers, contract details and sometimes passwords or technical details of the customer’s network. Sending this to an external service must be weighed against that service’s terms of use and data retention.
  • Customer frustration: A chatbot that keeps customers in an endless loop with no way to reach a person is worse than no answer at all.
  • Service dependency: Features, pricing and terms of these services change constantly, and access to some foreign services from Iran may be limited. Check this before making any decision.

Golden rule: AI should never give a customer a definitive answer about pricing, contracts, refunds or time commitments without human approval.

Where to start

  1. Clean up your knowledge base: The quality of AI answers depends on the quality of your documentation. Fix or remove outdated and contradictory guides.
  2. Start by assisting agents, not answering customers directly: Draft replies and summaries are the lowest-risk starting point, because a person sees the output before it goes out.
  3. Set boundaries: Write down which topics the chatbot may answer and which must be handed to an agent immediately.
  4. Make handoff to a human easy: At any point, the customer should be able to reach an agent through one clear option.
  5. Tell customers what they are talking to: Being open that the responder is an automated assistant preserves trust.
  6. Review a sample of answers every week: Log wrong answers and correct the knowledge base or settings.

Checklist

  • The knowledge base is up to date and free of contradictions.
  • Topics off-limits for automatic answers are defined.
  • Customers always have a simple way to reach an agent.
  • Sensitive customer data is removed or limited before it is sent to an external service.
  • The chosen service’s data retention terms have been reviewed.
  • Periodic review of answers has a schedule and an owner.

AI can make support faster, but people still guarantee its quality. If you need servers, a secure network or backup for your support data to run such a tool, ITPlus724 engineers can prepare that infrastructure for your company.
